Tone of Voice in Difficult Situations
Tone isn't a list of adjectives. It's better defined by what you never say and how you say the difficult things.
Tone of voice documents nearly all say the same things: professional but friendly, authoritative but approachable. These are adjectives nobody can apply, because they contain no choice.
Define it by opposition
A tone is better defined by what it rules out. Formal or informal address. Technical terms or explanations. Admitting limits or working around them. Humour or never. Each pair is a choice, and choices can be applied.
The hard tests
- How you communicate a delay.
- How you answer justified public criticism.
- How you say no to a request beyond your reach.
- How you announce a price increase.
Why these
Because tone in easy situations is the same for everyone. It shows in the uncomfortable ones, and that's where a reader decides whether you're trustworthy. A tone document without these examples is useless exactly when it would be needed.
How to maintain it
With examples, not rules. Five right sentences beside five wrong ones teach more than two pages of principles, and anyone writing can compare in ten seconds.
A brand's tone shows in how it says the uncomfortable things, not in how it introduces itself.
